A dashboard may count three interactions. The customer sees one problem that nobody has sorted out.

That distinction matters when a business is trying to reduce the cost of customer care. A team can become faster at handling contacts while the total amount of work keeps growing. Looking at why people come back often tells you more than looking at how quickly an adviser ends a conversation.

Zendesk’s 2026 customer experience research found that 74% of consumers surveyed were frustrated by having to repeat information. It is vendor research, but the finding points to a familiar operational problem. Losing the thread of a conversation costs both customer patience and team capacity. Read Zendesk’s research summary.

Follow the whole issue

Start with a sample of cases that generated several contacts. Read the conversation from beginning to end and include the work done outside the support platform. A finance approval or a technical investigation may explain a delay that is invisible in the main queue.

Ask whether the customer knew what would happen next. Was a timescale given? Did someone own the case? Could the next colleague see what had already been tried? These are useful questions for a quality review because they lead to specific changes.

For example, a short progress update might prevent a customer chasing an investigation. Giving an adviser a clear decision limit could remove an unnecessary approval. A better handover to technical support might stop the same diagnostic questions being asked again. The right response depends on the cause.

Measure resolution without gaming it

First contact resolution can be helpful, but it needs a sensible definition. Some complex issues require specialist work or several conversations. Closing them early to improve a score creates more work later and makes the reporting less trustworthy.

Review repeat contact within a defined period alongside resolution quality, reopened cases and customer satisfaction. Separate contacts that were avoidable from those that were necessary. Look at the mix of enquiries before comparing one team or location with another.

There is a commercial benefit to getting this right. Preventing avoidable repeat work can release capacity for demand that genuinely needs attention. The savings should be measured after allowing for the time and cost of changing the process, updating knowledge and coaching the team.

Give someone responsibility for the improvement

CareFront works across customer care, service and technical teams to find where an issue loses momentum. We help put ownership, escalation routes and useful reporting in place, then stay involved while the new approach becomes part of daily work.

This is one way quality and efficiency can support each other. A customer who gets a clear answer and a dependable next step has less reason to chase. A team that can finish the job has more time to give the next customer proper attention.

See how CareFront helps improve customer care operations.

Repeat enquiries reveal where a service is losing time and trust.
